Research question

Multi-location businesses often want one phone experience, but a shared script can hide differences in hours, services, geography, and ownership. The research question is not whether every location behaves identically. It is whether the shared rules are clear, the local exceptions are documented, and a caller’s request reaches the correct destination with an auditable reason.

The study treats a routed call as a record of a decision. It measures category capture, rule application, destination acceptance, and exception handling. It does not measure revenue, staff performance as a personal trait, or customer satisfaction unless those outcomes are separately designed and observed.

Cohort and comparison

Define locations, service areas, operating calendars, and the review period before sampling. Include calls requiring a location or department decision. Exclude tests and duplicates, and report them. High cross-location agreement can show a clear rule, but it does not prove that the rule is appropriate. High exception volume may mean legitimate local needs or poor central governance. Limitations

Location systems may use different identifiers, calendars may change without a version record, and calls can be transferred outside the measured system. A routing sample cannot establish customer loyalty or sales impact. Small locations may have unstable percentages. Results should be framed as operational evidence for the stated period.
