Handling Duplicate Customer Records During Call Intake
Keep the call moving when duplicate customer records appear while reserving merges and destructive data changes for authorized staff.
Pause before choosing a record
Two records with a similar name do not necessarily belong to the same person or organization. Confirm only the approved identifiers needed for the current service, such as a case number or business-provided contact detail. Do not reveal information from either record as a way to test identity.
If the match remains uncertain, create a linked review task instead of attaching sensitive notes to a guessed profile. The call can still be routed using a temporary intake reference.
Preserve facts without merging
Record which candidate records appeared, why the match was uncertain, and what the caller directly confirmed. Mark the source of any new contact detail. A virtual assistant should not merge, delete, or overwrite records unless the role has explicit authorization and a reversible procedure.
Keep the immediate caller need separate from the cleanup task. The service owner may need to act before a data steward resolves the duplicate. Linking both items allows progress without hiding the integrity concern.
Send cleanup to the right owner
Route the duplicate review to the CRM or data owner with a target time and the minimum evidence needed. That owner can compare creation sources, activity history, consent records, and account relationships. Any merge should preserve an audit trail and follow the system's recovery controls.
Track the causes of duplicate records, including form behavior, imports, spelling variation, and inconsistent search habits. Fixing the source reduces future call delays. A monthly sample can confirm that assistants flag uncertainty consistently and that cleanup tasks do not remain open indefinitely.
