Separate discomfort from immediate risk

"The air is out" can describe a warm room, a failed commercial unit, or a household where heat creates a serious concern. Ask for the service address, callback number, when cooling stopped, and whether the caller notices smoke, sparking, or a burning smell. For immediate danger, use the HVAC company's emergency script, which may direct the caller to leave the area and contact emergency services.

The assistant should not diagnose a capacitor, refrigerant leak, or electrical fault. Diagnosis belongs to a qualified technician. Record the caller's own observations in plain language instead of translating them into a repair conclusion.

Capture facts the dispatcher can use

Ask whether the system serves a home or business, whether all zones are affected, and whether a vulnerable occupant is present. Record the equipment type and brand only if the caller knows them. Do not make model numbers a condition for accepting the request.

Read back the address and phone number. If the caller is a tenant, record the property manager or owner contact according to the contractor's policy. Never tell a tenant that a repair has been authorized unless the approved record says so.

Use priority labels with written definitions
