Identify the customer and requestor

Begin with the insured business name, policy or account reference allowed by the agency, caller name, company, callback number, and email address. Confirm whether the caller is the insured, a certificate holder, or another party. Use the agency's verification process before discussing any account detail.

Do not confirm that coverage exists or that a certificate will include requested wording. A certificate request can involve policy interpretation and endorsement questions that belong with licensed or otherwise authorized agency staff.

Capture the requested use

Ask where the certificate should be sent, the deadline requested by the caller, and any written requirements they have received. Direct them to the agency's secure channel for documents. The assistant should record special wording as a request, not promise that it will appear.

Read back email domains and job or project names. Small transcription errors often send certificates to the wrong organization. Do not copy private policy documents into an unrestricted call note.

Track review and delivery separately

Route the intake to the account owner or certificate team named in the agency directory. The queue should distinguish received, under review, awaiting insured information, issued, declined, and delivered. An internal approval is not proof that the requestor received the document.

If the caller follows up, report only the status authorized for them. Escalate overdue requests according to agency policy, but do not create a certificate or alter coverage language to clear the queue.
