Treat a refill call as a request

A caller may say the clinic "always approves" a medicine. The assistant should still record a refill request, not confirm a prescription. Capture the client's name, pet's name, callback number, medication name as read from the label, remaining supply, and preferred pharmacy when the practice asks for it.

Do not suggest a dose, tell the caller to stop or continue a drug, or interpret symptoms. If the caller reports a new or worsening concern, use the clinic's approved urgent-call path. The clinical team decides what the report means.

Read back names and numbers

Drug names can sound alike over the phone. Ask the caller to read the label slowly, then repeat the name and strength exactly as heard. Mark uncertain words rather than correcting them from memory. Confirm which pet the request concerns in households with more than one animal.

The queue should distinguish received, under review, approved, declined, and caller contacted. Only authorized practice staff change the clinical status. The assistant can update contact attempts and relay an approved message without editing the decision.

Before closing the item, confirm that the caller received the practice's response. Repeated refill questions often expose an unclear callback promise, a wrong pharmacy number, or an ownerless queue. Fix that operating gap instead of asking assistants to make clinical judgments.
