Studying Whether Opening Checks Reduce Early-Shift Call Failures
A prospective study design for testing whether a short opening checklist reduces routing, access, and information failures early in a shift.
Research question and cohort
The study asks whether completing a defined opening checklist is associated with fewer preventable failures during the first two hours of call coverage. Eligible units are scheduled operating shifts with stable phone and queue configurations. Exclude documented platform-wide outages from the primary analysis, but report them separately.
Observe a baseline period before introducing the checklist, then a comparable implementation period. Record staffing, day type, call volume, and planned schedule changes because these factors may affect both checklist completion and outcomes.
Measures and collection rules
Define the primary outcome as the proportion of eligible early-shift calls affected by an access, routing, stale-message, or unavailable-owner failure. Specify each failure category in a data dictionary. Secondary outcomes may include time to detection, time to correction, abandoned calls, and unresolved prior-shift items.
Collect checklist completion from timestamped records rather than retrospective memory. Sample call records independently and keep reviewer access limited. Double-code an early sample to test whether reviewers apply the failure definitions consistently.
Analysis and decision rule
Report raw counts, denominators, rates, and absolute differences. Compare similar weekdays and volume bands, and repeat the analysis after excluding the first training week. Review adverse cases even if the average improves, because a checklist could delay queue opening or create a false readiness signal.
Adopt the routine if the prespecified reduction is reached without worse abandonment or opening delays. Revise if failures shift categories or adherence is uneven. The result applies to the observed operation and period; it should not be presented as proof that every call center needs the same checklist.
Limitations
A before-and-after design cannot fully separate the checklist from staffing changes, training attention, or seasonal demand. The team should keep an event log and avoid changing several routing controls during the study. Small call volumes will produce uncertain estimates, so operational narratives should accompany rates without replacing them.
