Callback window adherence study
A practical research design for measuring whether promised callback windows are met and identifying where ownership breaks down.
Research question
How often does a completed callback occur within the window communicated to the caller, and which workflow conditions are associated with late or missing responses? The measure should test the promise actually made, not a generic target applied later.
Method
Sample callback records across ordinary hours, after-hours coverage, priority levels, teams, and days of the week. Capture promise start and end, assignment time, acknowledgment, first valid callback attempt, completion, owner changes, and documented exceptions. Exclude test records using a rule set before reviewing outcomes.
Measures and interpretation
- Report on-time completion, late completion, no recorded attempt, and records without a measurable promise.
- Show medians and distributions rather than relying only on an average.
- Separate caller-unreachable outcomes from callbacks that were never attempted.
An adherence rate cannot show whether the promised window was appropriate. Review window-setting, capacity, handoff acceptance, and note quality alongside the outcome. Small groups should be aggregated to avoid exposing individual caller or staff information.
Operating response
Assign each recurring failure pattern to an owner and test one control change at a time. Preserve the original promise and timestamps so process changes do not rewrite historical performance.
