Hold abandonment pattern study
A cohort review for locating when callers leave hold and testing whether updates and alternatives improve the experience.
Research question
At what points do callers leave hold, and how do call reason, queue, time period, update timing, and offered alternatives relate to abandonment? The study should not assume every disconnected call reflects impatience or poor handling.
Method
Define hold start, return, transfer, callback selection, disconnect, and system-failure events. Sample multiple queues and coverage periods. Join event logs only with approved identifiers, validate clock alignment, and review a limited set of de-identified call records for context.
Measures and interpretation
- Plot abandonment by duration bands and queue rather than reporting one overall rate.
- Compare calls with a completed hold update against comparable calls without one.
- Separate network failures, agent disconnects, transfers, and caller disconnects when evidence permits.
An observational comparison cannot prove that an update caused a caller to remain. Queue demand and call complexity can affect both the update and the outcome. Treat the findings as signals for a controlled operational test.
Operating response
Pilot one update checkpoint or callback option in a defined queue. Monitor accessibility, completion, repeat contacts, and downstream workload so a lower abandonment rate does not hide a worse resolution path.
